Customer Service Specialist--close knit children's wear

We are a close knit children's wear design studio located in down town Los Angeles. We have an opening for a Customer Service Specialist to start immediately. Main duties include servicing our retail and direct customers' orders, returns and exchanges. And answering, directing phone calls, emails and faxes.
Three year prior experience in Fashion wholesale industry customer service is required, must be proficient in AIMS, Microsoft Word, Excel and be familiar with EDI processing. Knowledge of Constant Contact, Adobe Photoshop is a plus.
The ideal candidate is a college graduate, detail oriented, organized, self-starter who enjoys the challenges of a dynamic fast paced working environment.

A Tale of Two Inns and the Importance of Good Phone Sales Skills

I was recently asked to do a phone customer service evaluation on two inns that one of my consulting clients owns.
Both are similar type inns. Same rates, approximately the same number of rooms. Both inns are in the same state but separated by several hundred miles. Both run by innkeepers that are employed by the offsite owner. Both inns had great reviews, very similar information on their websites (both sites done by a very large professional internet company) and no customer issues.
The reason for the evaluation, (which would have been followed by an in person visit if phone calls could not identify the problem) was one inn was getting significantly higher bookings then the other and selling a lot more add-ons. I had strict instructions to talk only to the innkeeper and to call back if I got someone else.
The Following is a transcription of the calls:
Inn One:
Inn One: Good Morning, you have reached the Jane Doe Inn, this is Marcie, what can we do for you this lovely day?
Forfeng: Hi, we are interested in your room availability for next weekend and some more information about the rooms.
Inn One: What can we help you with specifically? And were you looking for Friday and Saturday nights or a 3 day weekend?
Forfeng: Well, It's our anniversary and we were looking for something special. We looked on your website at all the rooms but its not like seeing them in person, we were wondering if you had a recommendation. Something really romantic,
Inn One: Ah ha! Well my favorite room is the Blue Violet Suite, it has a gorgeous canopy bed and a whirlpool tub for 2. We also have some great amenities available for special occasions, chocolate dipped strawberries and champagne and we can also offer a couples massage from one of our local masseuses, she and her partner are absolutely wonderful.
Forfeng: That sounds terrific, let me check with my husband and I'll give you a call back.
Inn One: Would you like to give me your name and your number just in case someone else requests the Violet Suite and we can give you first dibs on it if you would like it?
Forfeng: Sure, "Jane Doe", 760-XXX-XXXX. Thanks.

  • Inn One actually called me back the next day. I had to tell her my husband had already made plans as a surprise but I really appreciated her calling me back. She got extra Kudos for the follow-up

Inn Two: Yes? Have you looked at our website? It shows all the rooms with details and the rates.

Inn Two: Our rooms are all romantic (this was said in a nice way), was there a price you were looking for?
Forfeng: No we thought maybe since you have been in the rooms you could tell us what you thought was the most romantic one.
Inn Two: Oh, our Peekaboo suite is great for special occasions. Everyone who has stayed in that room says they have loved it.
Forfeng: Ok, thank you, I need to talk to my husband, we will give you a call back in a bit.
Inn Two: Thank you for calling. Have a nice day.
  • Now it's pretty apparent if I was an actual guest which inn I would book a room at from the conversations, but lets take a moment and really analyze the innkeepers responses.
Inn One:
Inn One: Good Morning, you have reached the Jane Doe Inn, this is Marcie, what can we do for you this lovely day? (nice welcome, an identification of the person speaking and an enquiry)
Forfeng: Hi, we are interested in your room availability for next weekend and some more information about the rooms. (from innkeepers perspective, potential guest is fishing for information)
Inn One: What can we help you with specifically? And were you looking for Friday and Saturday nights or a 3 day weekend? (trying to target a specific thing a guest is looking for and also gaining more information about a possible reservation)
Forfeng: Well, It's our anniversary and we were looking for something special. We looked on your website at all the rooms but its not like seeing them in person, we were wondering if you had a recommendation. Something really romantic. (from innkeepers perspective, potential guest is identifying why they are coming and also asking for a personal opinion.)
Inn One: Ah ha! Well my favorite room is the Blue Violet Suite, it has a gorgeous canopy bed and a whirlpool tub for 2. Inn One: Thank you for calling, have a wonderful day and we look forward to hopefully seeing you this weekend. (nice goodbye and also a somewhat implied assumption that the guest will call back)
Inn Two:
Inn Two: Hi this the John Doe Inn, how can I help you? (standard greeting, no identification of innkeepers name, straight to the point)
Forfeng: Hi, we are interested in your room availability for next weekend and some more information about the rooms. (from innkeepers perspective, potential guest is fishing for information)
Inn Two: Yes? Have you looked at our website? It shows all the rooms with details and the rates. (this is where she initially lost the sale, depersonalization and deflection to an online impersonal source)
Forfeng: Well yes, we did, it was very nice, but it's our anniversary and we would like something really romantic. (guest really wants more personal information and is disappointed it's not forthcoming, innkeeper should have picked up on this by the tone of voice used)
Inn Two: Our rooms are all romantic, was there a price you were looking for? (totally missed the boat on this one, missed the opportunity to identify guest has a special event and also to upsell)
Forfeng: No we thought maybe since you have been in the rooms you could tell us what you thought was the most romantic one. (guest is really fishing for personal advice)
Inn Two: Oh, our Peekaboo suite is great for special occasions. Everyone who has stayed in that room says they have loved it. (again totally missed the boat on this one, I didn't ask if other guests liked it, I asked for the innkeepers preference and again missed the opportunity to upsell)
Forfeng: Ok, thank you, I need to talk to my husband, we will give you a call back in a bit.(this should have been a tipoff that the guest is going to go elsewhere and she should have tried to salvage the conversation)
Inn Two: Thank you for calling. Have a nice day. (the potential guest flew the coop)
  • Let me make clear that both innkeepers had very nice tones of voices. Inn One though you could actually tell she was smiling over the phone as we spoke.
Just in case the innkeepers happened to be having an off day, both inns were followed up by two additional phone calls in the space of the next month, in context of booking a reunion and a bike trip. Both conversations went along the same lines as the "anniversary" calls. (and yes I do some great regional accents and alternative phone numbers) All three times, Inn One called me back to enquire if I still wanted a booking.

Keys to Customer Service

Have you noticed how much choice you have these days? If a product or service supplied locally isn't exactly to your liking, you just go on the internet and order it from someone else. The down-side to having so much choice is that customer loyalty is fading fast. A disappointed customer is less likely to give you a second chance whether it's their first encounter with you or their twentieth. Now it's more important than ever to consistently provide your best product and customer service possible.
What exactly is customer service? It's providing what you say you will, when you say you will and how you say you will. Then you provide a little more to be sure the customer feels respected and valued. You can't just provide good customer service anymore, it has to be consistently outstanding (no pressure). What does it take to provide such amazing customer service? It takes policy, systems, training and commitment.
Customer service should be built into the core of your business. It's no longer enough to simply state that an unsatisfied customer will get a refund. State how committed you are to customer service and what you're going to do about it. A simple refund policy let's that customer walk away to examine all the other options they have. Wouldn't you rather let that customer know that you want to work with them to make sure you won't let them down again?
The best way to build consistent customer service is to create a system to manage it. You build this system by asking "how" a lot. For example, how will I gauge customer satisfaction? How can I use the service life-cycle to monitor customer satisfaction through each stage? How will I work with unhappy customers to improve my business? The answers to your "how's" become "I will do this and then I will do that" etc. The answers become your system as they develop into procedures and templates for your team.
Now that you have a policy and a system, it's time to share them with your team. Every member of your team needs clear direction from you; they need training. Training ensures that all members of the team know how to deliver exemplary customer service your way, using your tools. Periodic refresher training is also important because as people work and become familiar with systems, they tend to omit things that seem unimportant. Refresher training brings your purpose, policies and systems back to top of mind for the team.
The final and maybe most important factor for providing service customers can count on and talk about is your commitment. From the way you greet them to the way you deliver and show your appreciation for their business, if you're not committed to the customers, they won't be committed to you. If you consistently demonstrate your enthusiasm and commitment to amazing service your customers won't want to bother thinking of other options.

Virtual Receptionists' Top Telephone Etiquette Tips

Find an alternative to "What?." The tone you set in a phone conversation is just as important as the content of it. On its own, a simple "What?" can sound very blunt. Add some padding to your questions. Try an alternative, such as "May I ask who's calling?"
Work may into your vocabulary. This is another way of padding questions to make them seem more friendly and professional.
Instead of saying,
"What's your telephone number?"
"Who is this?"
"What company are you from?", or
"Can you leave a message?"
Try these:
"May I have your telephone number?"
"May I ask who's calling?"
"May I ask what company you're with?"
"May I take a message?"
The second group of responses set a much more polite, professional tone.
Pause politely.When you need a second, take an extra moment or two to politely tell your caller. If you need a moment to get more information, you should prepare the caller in the proper way. Use an alternative to "Just a sec," even for a brief pause. A phrase like, "One moment, please," has a more professional ring to it. If the pause is going to be more than brief, make note of the next tip:
Ask to put them on hold, rather than telling them. There are better ways to let a caller know you're putting them on hold than a brief "Hold, please." Though you may have added a please onto the end, asking to put them on hold is a far better alternative. Also, remember to thank the caller when you resume the conversation. A "Thank you for you patience" when you pick the call back up goes a long way. A final note from our live virtual receptionist team: If the caller doesn't want you to put them on hold, don't do it. Allow the caller to stay on the line as you perform your task.
Finally, keep in mind that it's not always best to answer your own phone. Many of our clients have found that their callers feel flustered when the owner, president, or other high-ranking employee answers the phone. What Does Going "Green" Actually Mean?

A perfect storm of science, media fascination, and government has propelled a new word into the lexicon of English speakers around the globe. We all know it and we all have been affected by its implications regardless of how much we may actually know about the issue. That word is "green"; the color that's been marketed to invoke feelings of growth, nature and the planet, and beginnings.
Defining "green" is simplistic on the surface, yet holds deeply rooted ideology that at times creates a fog of confusion. The simplistic version is that "green" embodies the values and technology that have been a direct response to the issue of global warming. But as a deeper rooted beast this "green" is an idea that is mostly just that... an idea.
This comes to the crux of our problem with "green" today - so much speech has invoked this term and yet little return has been had. Rhetoric has used the term to push product rather than solve problems, leading to the creation of completely new technologies to create clean energy instead of finding a way to work and improve what we have.
Divisions among the cultural landscape are visibly seen around the world with regards to going "green". While some have campaigned and fought hard to push new energy creating technologies, something has convinced many to believe that this method is not the answer to potential world problems, thus leading to a mental battle ground of those who care and those who do not.
Arguably the topic left out most of all is that "green" is still a new concept and truthfully is only beginning to get underway. So much of the ideology that's caused divisiveness has been propelled by the fact that businesses that have never functioned around the idea of being environmentally friendly are now desperately seeking stock within a heavily desired market.
The new "green" technology that is being invented and perfected to create clean carbon neutral energy is a huge step in the long term right direction for the planet but it doesn't solve today's problems. Even with clean energy sources many green businesses are still not addressing the real issue at play, energy efficiency.
Increased energy efficiency is not a new concept or invention but has simply been hidden under the rug of the other predominant environmentally friendly technology today. How to Hire the Best Customer Service People

Introduction
Through many years of hiring Customer Service staff, I've found that Competency Based Assessment is by far the most effective and accurate way.. That is not to say that technical abilities should not be checked, rather that this in itself is insufficient to ensure success. Indeed it's very important to study a delegate's CV, to check their relevant experience and qualifications, to ask questions of clarification and to probe any gaps in their employment history. The Assessment Centre process is carried out in addition to this. Competency Based Assessment Centres (CBAs) are a highly accurate way of performing an assessment of someone's suitability for a role and focus largely on behavioural traits rather than on technical abilities. CBAs normally comprise a blend of Role Plays and a Competency based interview (CBI). Studies have concluded that competency based assessment methods are around 5 times more accurate at choosing the right employees than traditional interview based formats.
Traditional selection techniques tend to be based around interviews where questions are asked in relation to CV / resume information and where "fit" with organisational culture is assessed - normally in a subjective fashion. Many interview questions are hypothetical, taking the form of "What would you do if" On the other hand, the CBA system is highly objective and specific. It focuses on pre-defined key criteria-based requirements for the role in question, and looks in depth for verifiable evidence of performance, both past and present, in relation to those criteria. A well managed CBA can reduce misunderstanding and personal bias, and it can largely prevent delegates from concocting answers. A number of role plays are designed to allow the required competencies to be observed in relatively realistic scenarios for the role in question. A number of CBI questions are pre-defined with follow-up questions posed as a result of delegate responses to these initial questions.
The basis of competency based interviewing is that past performance is a very good predictor of future performance (at least in similar circumstances). The starting point of any CBA process is for the recruiting organisation to develop a clear definition of the role(s) in question and the accountabilities of holders of that role. The next step is to clearly define the competencies required by the job holder to be successful in the role. Competencies are a blend of knowledge, skills and preferred behaviours required for effective performance. Preferred behaviours are simply those behaviours that we generally prefer to employ or exhibit, i.e. our natural behaviours. Of course we can all change our behaviours to suit circumstances, but over protracted time frames (as in a job) this can lead to stress, subsequent poor performance and even illness. Some typical examples of competencies are:
  • Active Listening
  • Adaptability
  • Sensitivity
  • Creativity
  • Decisiveness
  • Detail Handling
  • Planning & Organising
  • Judgement
  • Tenacity
For each competency the recruiting organisation will develop a definition of what it really means to them and may develop examples of various levels or degrees of competency such as basic, intermediate and advanced. These competencies and definitions are often compiled into a document that will accompany the job specification and may be called a Person Specification, Person Profile or Role Profile. Having defined the role and required competencies, assessment can begin to take place by the use of the CBA process. The keys to the process are objectivity and clarity.
The essential aspects of the assessment centre are that:
  • Each delegate undergoes one or more face to face role plays (perhaps one to one or in a group scenario depending on the role they are being assessed for)
  • One or more assessors observe and record delegate behaviours including what they say and what they do and the context in which it takes place
  • There may be one or more telephone role plays if telephone work is a major part of the role
  • There will be a CBI which seeks to gather evidence of competencies demonstrated in the past.
Ideally there will be two assessors - one asking questions and observing body language, the other writing down exactly what the delegate says.
  • The collected evidence is assessed by the assessors who observed the role plays and who conducted the CBI
This is done as a separate process at the end of the exercise(s) Assessors must not assess during the observation and recording stages as this compromises quality. So, you now have a general idea of how Competency Assessment works let's start looking at some of the details behind it. Defining the Required Competencies The starting point for selecting the required competencies is clearly defining the job role and the accountabilities of the job / role holder.
Example Competency: Customer Service.
Competency Definition: The ability to respond to the needs of existing customers for advice, support and problem solving. The next step is to define the Competencies required by the job holder to be successful in the role, i.e. their required Knowledge, Skills & Behaviours. Here is an example:
Customer Service:
Skills: Customer Care, Problem Solving, Influencing, Assertiveness
Behaviours: Active Listening, Sensitivity, Judgement, Decisiveness, Tenacity, Persuasiveness, Stress Tolerance
Example Competency & Definition
Competency: Active Listening
Typical Definition: Listens carefully, indicates to the speaker that they are listening and
understanding through body language, actively solicits further information
where necessary, summarises what has been heard & understood
In my experience, it's sufficient to assess delegates on around 10 of the most important competencies for a given role.
Accuracy is little improved by assessing more than 10, and focus can be lost.
Designing the Assessment Centre
Having already decided on the key competencies required for the role/job, we now need to devise the systems and processes for gathering and assessing the evidence required to make a judgement.
Our next step is to develop the role plays and CBI questions that will create the opportunities for us to gather the competency based evidence that we are looking for.
Of the competencies we are seeking to verify, we need to decide which are
  • Best captured in role plays
  • Best captured in a CBI
(Some will be captured in both and will provide corroborative evidence)
Choosing Role Play Type(s)
Some competencies are best gathered in a one to one scenario whilst others require a group setting.
One to One Scenarios are very useful for gathering evidence of competencies associated with events such as employee performance appraisals, feedback sessions, goal setting and some negotiations.
Typical competencies found here could include Coaching, Leadership and Problem Solving & Decision Making.
Group Scenarios are better for evidence related to team meetings, negotiations and customer or supplier meetings.
Typical competencies found here could include Assertiveness, Negotiating, Flexibility, Influencing and Time Management.
Telephone Scenarios are ideal gathering evidence for roles that involve a lot of telephone customer contact, for example dealing with customers' sales or service enquiries.
Typical competencies found here could include Active Listening, Assertiveness, Stress Tolerance and Inter Personal Sensitivity.
Choosing CBI Questions
It's good practice to develop one or two primary questions associated with each competency and to have some follow-up questions ready if required.
Our task at this stage is to develop questions that give us the evidence we need.

This not only means find your star performers, it also alludes to the process of capturing the required evidence in a particular format - the S.T.A.R. format as follows:
S/T How did it come about? (Situation or Task)
A What did you do? (Action you took)

Remember to make sure all of your questions are worded in such a way as to reveal STARs.
For example:
Can you tell me about an occasion when you have gone out of your way to help a customer?
How did it come about, (S/T) what did you do (A) and what was the result? (R)
(We are looking here for evidence of the competency of Customer Focus)
Conducting the Interview
Competency based interviews are about story telling and as an assessor you should say that to the delegates.
Tell them about the STAR format and that you are looking for examples of specific competencies, give them a few examples of the competencies you are looking for.
Also tell them that your questions will largely be "open" as opposed to "closed", in other words the questions will be posed in such a way that they can't be answered with a simple "yes" or "no".
If you are operating with two assessors as we have recommended, let the delegate know why there are two assessors in the room and that one will be asking questions while the other writes down exactly what they say.
Finally tell them that you are going to start with a few questions relating to their CV before asking competency based questions - this puts them into familiar territory and should help them to relax a little.
If we make it easier for the delegates to give us what we are looking for by being clear and open we will gather more pertinent evidence and be able to come to a safe judgement later.
As with other types of interview we should give the delegate ample time at the end to ask questions.
Selection Decision Making
Selection decision making is not a court of law and assessments must never be made based on a vote or majority verdict.
The process of assessing and rating the evidence for each competency, and for reaching a final decision must be done through a group discussion, the comparison of evidence and interpretations and the challenging of those judgements that appear too positive or negative.
At the end of the process, the assessment panel must reach a full consensus.
This may take a little time but it will deliver an accurate decision making outcome.
This has been a very short summary of the key points of Competency Based Assessment Centres, but hopefully will have given you food for thought.

The Tip of the Iceberg

"Voice of the Customer" - VOC in short - is a key topic in all kind of customer service, TQM or Six Sigma training and related project work. There are two main categories for VOC, reactive data and proactive data. Whereas proactive data is collected with methods like focus groups, interviews, observations, surveys or test customers, reactive data is mainly based on customer complaints, feedback, hotline data or warranty claims. The nature of the human being restricts itself almost always to negative comments through reactive data channels.

The other day in Singapore, I had a small complaint about an SBS bus driver who did not really respect me cycling my way on the road. After getting home I took some time to recap what happened and wrote a very detailed letter to SBS to explain the situation.Proactive
When I spent some days in a hotel, I received a survey form to be filled in before leaving the hotel. Did I fill it in? Make a guess...
Asking staff working in customer service departments about the nature of the feedback they receive from customers will result in answers like "No-one calls to tell us how good we are in delivering our service. Most of the calls - that are not questions - are more or less strong complaints." On the one hand, this sounds frustrating, "not fair". On the other hand, "negative feedback" is very powerful due to the fact that someone takes the time and tells us what goes wrong in our processes, hence shows us opportunities for getting better, for getting more competitive, for growing. The quality of this kind of information is usually much better than the feedback received via proactive channels like surveys due to the fact that respondents of surveys do usually not have a stake in the issue.Customer research studies in the German financial industry some years ago have shown, that complaints normally reveal only the "tip of the iceberg". Receiving 50 complaint letters means we get only the feedback from those people who take the time and the courage to complain. There might be about 1250 customers out there who experience a similar situation but do not complain. May be they go immediately to our competitor if they have a chance. We may never find out. Furthermore, the research has shown that there might be as much as 10 times more negative contact points with our company - like "Your call is important to us. Please stay on the line." These negative incidents are not "big enough" for a complaint but always impactful enough to drive customers' decision sooner or later.
Conclusion
Welcome complaints! As long as you get complaints someone is interested in your service and wants to help you improving. Behind each complaint you can expect as much as 25 times the situation that has led to the complaint and as much as 250 negative "Moments of Truth" with your company. Use this valuable and powerful information for taking actions.

GENERAL SUMMARY: Responsible for all aspects of field marketing for a specific division and the DMA’s (designated market areas) within that division. ORGANIZATION RELATIONSHIPS:

Relationships with SVP Marketing, CMO, Division President, Regional Vice Presidents, District Managers, Club Managers and teams, Corporate Group Sales, Area Group Exercise Managers, Marketing team, cross-functional teams, marketing vendors, Divisional Marketing Representative(s) and the Field Marketing team. Contact with others is one of the key components of this position. There are few aspects to this position that do not involve high levels of communication with others, both in and outside of the company.

The person in this position should be able to take in and relay information in a quick and efficient manner, and must have excellent follow up skills. The person in this position will have a large amount of contact with company executives, management and club employees, as well as negotiations with outside companies and agencies thus should have a very professional demeanor.

Consumer Experience/Marketing Coordinator (Los Angeles)

Online retail boutique agency is looking to hire an advocate of optimal consumer experience to cover a variety of responsibilities related to our day to day operations. You must be a highly motivated individual that can foster positive customer interaction through various channels. Direction will typically come from senior Operations and Marketing staff.

Responsibilities

* Rapid response to customer inquiries via email and/or telephone concerning our products and services
* Work closely with internal employees and vendor representatives to resolve and record customer issues
* Contribute to customer-facing initiatives including twitter, blog posts and online surveys
* Recommend changes to website, products, or services to fulfill customer needs

Requirements

Nordstrom Customer Service Rep/Showroom Manager (West Hollywood)

To preserve showroom presentation and cleanliness
• Daily opening and closing duties of the showroom
• Provide superior support to sales reps and customers
• Maintain proper product assortment on display for appointments and prepare necessary selling tools
• Coordinate sales reps’ schedules for appointments and trade shows
• Support sales reps and customer service reps including, but not limited to order entry, sending requested paperwork, mailing catalogs, order status questions, sending OTS, taking new account requests and delivering to appropriate rep,
• Nordstrom EDI support: work with account’s sales team to coordinate correct information for PO’s (item set ups), make necessary changes in SAP, work with allocations department for proper inventory delivery, work with EDI and warehouse to monitor PO status
